Responsibilities

The Workforce Management Analyst is responsible for providing support to the Workforce Planning Team by leading efforts to develop and analyze labor. Key functional responsibility includes the ability to demonstrate a strong understanding of how planning/forecasting staffing requirements translate to the creation of optimal schedules, data modeling, big data analysis, continuous process improvement, and communicating recommendations to leadership and cross-functional partners

Duties to include:

Workforce Management Analysis and Execution

  • Influence workforce management and payroll related decisions at all levels of the organization

  • Creates data models for payroll planning and headcount allocation to provide insight into the best utilization of associates

  • Identifies and recommends areas of opportunity for expense control and labor optimization to inform workforce management decisions made by business leaders.

Process Improvement

  • Analyze daily store activities to optimize labor

  • Performs process evaluations and develops recommendations by use of benchmarks, pilots, prototyping and modeling to assess potential use of new methods and workflows within a business process.

  • Drive end-to-end process redesign and performance improvement through the identification and elimination of waste (non-value-added activities)

  • Mentors, educates and trains others on the use of process design techniques, methods and tools.

Workforce Management System Configuration and Support

  • Configures workforce management systems to support business process, seeking ways to improve the end-user experience

  • Support the development/implementation of WFM Analytics dashboards

  • Lead testing efforts for all workforce enhancements and processes from design to deployment

  • Manage the development of tools such as manuals, job aids, reports, eLearning, and organizational tools.

Field Support

  • Ability to troubleshoot reporting and technology issues for field users.

  • Communicate complex policies, technology to field associates

Essential Qualifications

  • Education: Bachelor's Degree

  • Years of Experience: 1 - 3

  • Percentage of Travel: 5 - 15%

  • Type of Travel: Domestic

Preferred Qualifications (skills and abilities)

  • Ability to balance attention to detail with expeditious execution in a fast-paced environment

  • Experience communicating business analysis and business insights to senior leadership (e.g. strategies to improve customer experience, improve associate retention or reduce cost strategies)

  • Lean Six Sigma Green Belt Certification

  • Experience with business intelligence systems

  • Previous experience with Workforce Management/Payroll/HR systems

  • Previous food service, hospitality, or retail store experience

Uses analysis results to forecast and schedule contact center capacity management and staffing needs. Provides statistical tracking of contact center measurements. Job Description Reporting Relationships: Reports to Supervisor/Manager. No direct reports. Core Duties and Responsibilities: * Forecasts call/processing task arrival and builds staffing and scheduling plans to meet business goals and objectives for CAT, holidays and other special events. * Manages workflow automation software and ensures system is at full potential. Using data from management and scheduling software, prepares forecasts of contact center staffing on a daily, weekly, monthly and priority basis. * Works with contact center management, team leaders, functional managers and others to schedule training, reschedule staff, or reroute calls/processing tasks to match customer call volumes. * Build and maintain agent skilling in GAX and IEX/i360. Audits skilling in accordance with Internal Audit guidelines. * Analyze individual skill staffing, in complex, multi-skill environments, ensuring sufficient coverage is in place to meet all service delivery goals. Interfaces with training team to organize any training needed to maintain sufficient skill staffing. * Attends training given by software vendor, thoroughly learning how to use all modules. Trains others on contact/processing management software. * Meets with all levels of management to discuss most efficient ways to use staff resources. Alerts management to problems handling customer volumes; presents possible solutions. * Makes recommendations for cross training and overtime needs. * Build and update EEM rules ensuring proper recruitment of extra hours/time off and management of off phone activities. * Recommend/facilitate all agent bidding (schedule/vacation) * Provide New Hire shift recommendations * Performs other duties as assigned Typical Skills and Experiences: Education: Undergraduate studies in a business or quantitative field preferred. Experience: Three years of experience in workforce forecasting, analyzing, and/or capacity management contact center environment. Knowledge: Contact/service center operations such as claims, underwriting, and/or administration. Scheduling process and related software. Capacity management, forecasting and Statistical Analysis. Skills/Competencies: Verbal and written communication skills for contact with vendors, management and contact/service center personnel. Ability to operate personal computer with scheduling/forecasting software.
