Position Summary...

What you'll do...

  • Review incoming request from Customers (via phone, email, dashboard etc), understand the ask, empathize the customer situation, provide professional updates to customers till the issue is resolved.

  • Assists in the development and implementation of business process improvements by researching, analyzing and resolving tickets and customer requests to identify trends in customer issues; identifying and determining needed process changes to resolve negative trends; documenting, reviewing, and analyzing current processes and procedures to determine needed changes; making recommendations on process improvements; implementing needed changes; providing training sessions and individual on-the-job training; and sharing best practices with team members.

  • Responds to system and production interruptions and delays by assigning incoming requests to team members; escalating requests to other teams as needed; validating reported customer and system issues; troubleshooting issues using appropriate commands by referencing knowledge articles / SOP documents; reviewing requests periodically to determine correct priority; ensuring escalated and assigned tickets and requests are completed; collaborating with second-level support groups; identifying opportunities for improvement to technical capabilities for second-level support groups; holding teams accountable for issue resolution; and ensuring agreed upon timelines are upheld and matters are resolved.

  • Provides and supports the implementation of solutions by building relationships and partnerships with key stakeholders; identifying business needs; determining and carrying out necessary processes and practices; monitoring progress and results; recognizing and capitalizing on improvement opportunities; and adapting to competing demands, organizational changes, and new responsibilities. Models compliance with company policies and procedures and supports company standards of ethics and integrity by incorporating these into the development and implementation of business plans; using the Open Door Policy; and demonstrating and assisting others with how to apply these in executing business processes and practices.

Troubleshoots and resolves complex issues by gathering needed information; formulating an action plan; performing actions as designated in the plan; interpreting the results to determine further action; utilizing online documentation, personal experience, and knowledge; and engaging support teams as needed to assist in the resolution of issues. Manages and completes Customer requests from two of the four key areas of operations (systems, data warehouse, job scheduler, divisional status report) with minimal supervision by resolving hardware or application failures; assigning requests to other teams as required; following documented processes; and reviewing requests periodically to determine correct priority. Obtains knowledge about the business and their team responsibilities by observing and interacting with teammates and asking them questions; attending training classes; and completing online computer based learning (CBL) sessions. Responds to production interruptions, delays, and system failures by monitoring systems; identifying situations which require intervention as they occur; and following documented procedures to resolve the interruption or delay. Assists in the development of team members by providing on-the-job training and sharing best practices. Completes work assignments and priorities by using policies, data, and resources; collaborating with managers, co-workers, customers, and other business partners; identifying priorities, deadlines, and expectations; carrying out tasks; communicating progress and information; determining and recommending ways to address improvement opportunities; and adapting to and learning from change, difficulties, and feedback.
