Job Description

What You'll Get to Do:

You will get to lead a team of Help Desk personnel in support of a public health surveillance system while serving as the subject matter expert for the operations (user enrollment, issue resolution, and participation) of the Help Desk.

More About the Role:

  • Serve as the initial program representative to inquiries (emails, tickets, etc.) from the general public, state and local health departments, and hospitals regarding healthcare associated infections and/or the protection of healthcare workers.

  • Triage and address in a timely manner incoming specific inquiries (via email and tickets from state and local health departments, hospitals, and other government agencies) for interpretation of guidelines and recommendations, broadly related to infection control in health-care settings and the general public.

  • Responsible for the coordination and dissemination of information to a variety of audiences (physicians, nurses, allied health professionals, and the general public), regarding the prevention of healthcare-associated infections, tailoring the message to specific audiences.

  • As subject matter expert of the Help Desk, recognizes patterns of inquiries (related to healthcare associated infections or healthcare worker protection) and makes planning recommendations for development of informational material to meet the needs of the general public, healthcare workers, etc.

  • Actively contributes to technical reports and documents representing summary of monthly inquiries; provides incident trending reports to management team

  • Develops and maintains support documentation in presentation-ready quality output.

  • Ensure program policies and procedures are adhered to

Required Qualifications:

Typically has a University Degree (BA/BS) or equivalent experience and minimum 5 years related work experience

  • Demonstrated supervisory or management experience (minimum 5 years)

  • Excellent verbal, written and interpersonal communication skills

  • Demonstrated strong customer service focus, analytical, problem-solving and team building and motivation capabilities

Desired Qualifications:

  • Experience with public health surveillance systems or working in public health setting

  • Experience with help desk ticketing system

This includes problem recognition, research, isolation and resolution steps, resolving basic problems and also the more complex problems that the less experienced staff are unable to resolve. KEY RESPONSIBILITIES: * 1Provides tier 1 Service Center phone support assisting with clinical and technical questions and issues for PHC work force members. * oAnswers phone calls and gathers information to determine the issue or problem. * o Responds to, diagnoses and resolves personal computer, workstation and/or application related problems through discussion with users. * oDelivers remote technical support for Piedmont Healthcare; includes problem recognition, research, isolation and resolution steps, resolving basic problems and also the more complex problems that the less experienced staff are unable to resolve. * oObtains relevant information on caller, i.e., name, department, job, phone number. * oExplains to customer what to expect in terms of resolution. * 2.Troubleshoots and isolates problems with applications or hardware. * oSystematically gathers information, sorts through complex issues, seeking input from others as appropriate. * oCollects details concerning the nature, severity, onset and duration of the problem. * o Addresses root cause of problems, and obtains consensus where possible. * oCommunicates decisions to appropriate people. * oAlerts supervisor or Manager On-Call to any problem that may be widespread. * 3.Determines customer need on calls requesting hardware, software, or system access. * oObtains details on what the customer thinks he needs and why he needs it. * o Assesses whether a more cost-effective solution would adequately address the customer's needs. * oDiscusses alternatives with customer. * o Explains approvals necessary. * Instructs customer regarding approval procedure * 4.Resolves technical or support issues by instructing customer or taking control of the customer's PC or workstation, or takes other corrective action. * oExplains corrective action to customer so that customer can make changes necessary. * oExplains to customer what is needed to fix the problem, then holds the line to allow the customer to opportunity correct the problem. * oObtains agreement from customer to allow access to customer's PC to help identify problem. * oTakes control of customer's PC/workstation and investigates possible causes of problem. * oCorrects problems 50% of the time for problems that can reasonably be corrected on the first call. Promptly refers/triages all others. * oFollows up with customer to confirm problem is resolved * 5.For issues unable to resolve, refers to the appropriate person and follows through to ensure completion of correction action. * oExplains to customer that the call is being referred for assistance. o Transfers the call to the correct person. o Ensures that commitments made to customer are met. * oNotifies supervisor of any problems remaining unresolved for more than two days. * 6.Maintains documentation on each issue, course of action and status. * oLogs all relevant details concerning each call in tracking system. o Logically document problem resolution steps, including actions taken and call status, for review by others. * oProvides report to supervisor concerning calls, as requested. * 7.Assists with development of training programs for staff. * oProvides needs assessment of staff to determine training programs. * oProvides training for staff to address knowledge deficiencies. 10. Assists manager with customer-related issues involving systems, upgrades, new procedure documentation, etc. MINIMUM EDUCATION REQUIRED: Associate's Degree from a recognized college or university in Computer Science, Programming, or a closely-related field is required. Experience may replace the educational requirement on a year-for-year basis. MINIMUM EXPERIENCE REQUIRED: Two (2) years of experience in an I.S. customer service operation required. MINIMUM LICENSURE/CERTIFICATION REQUIRED BY LAW: None ADDITIONAL QUALIFICATIONS: Technical certificate is preferred. KNOWLEDGE, SKILLS, ABILITIES * Knowledge of basic principles and methods of information processing, operating systems, system utilities and technical methodologies used in desktop applications support. * Good listening, analytical and problem-solving skills. * Ability to assess the needs of customers for IS-related requirements and get problems resolved.
