We are seeking a talented Audit & Assurance Senior to join our Ann Arbor office.

Your Desired Skills & Experiences:

VIEW JOBS 5/21/2019 12:00:00 AM 2019-08-19T00:00 Job Description Role Summary: The Quality Assurance Specialist/Coach will contribute to enhancing the customer experience and to improvements in customer satisfaction. The role will be responsible for monitoring customer interactions and providing coaching and feedback to Customer Success staff and management to improve the quality, accuracy, and productivity of those interactions. The goal of the role is to help build a culture of continuous improvement. Additional quality process and related project responsibilities will make up not more than half of the job function and will be managed with Agile protocols where applicable. Responsibilities between monitoring and coaching and project management will vary based on need and time of year. The ideal candidate is an agile problem solver who is motivated by customer success. Primary Responsibilities: * Monitor all types of customer interactions and provide feedback to agents and management on strengths and opportunities for development, specifically around quality * Coach contact-center agents directly and make recommendations for further training; Empower Agents to measure/address their own success and shortcomings through self-monitoring and making goal-oriented improvements * Analyze data and report back to managers on trends as they relate to quality, accuracy, strengths and opportunities for improvement for individuals and teams * Interact with end-user customers on a regular basis * Follow up on customer survey responses and other direct contact as required * Partner with customers and probe for opportunities to improve the customer experience, enhance the quality of customer conversations, zero in on opportunity to personalize the customer experience * Dotted line relationship with Customer Experience Lead * Build relationships internally and externally with core stakeholders * Project responsibilities will be managed using Agile protocols where appropriate; they may include and are not limited to: * Manage Peer-Coaches * Select, Train, and Schedule Customer Success peer-coaches to monitor and evaluate customer interactions and provide coaching to Customer Success staff and feedback to management * Facilitate Regular Calibration Meetings with Peer Coaches, Aspiring Supervisors and Management Team * Emphasize coaching to the customer experience * Update Quality Guidelines as appropriate based on results * Manage New-Hire and New-Platform Onboarding * Select, Train, Schedule, Monitor and Coach Onboarding Product Mentors (OBPMs)to provide intensive support around quality of customer interactions to new agents and agents learning a new product platform * Recommend updates/changes to monitoring forms as appropriate * Design and deliver appropriate training and presentations to contact center agents to reinforce positive behaviors and to ensure they understand and apply new and existing procedures and protocols around quality and customer experience improvements * Build best-practices call-example library for various training needs, including internal product training (work with Internal Training Team, Senior Specialists, others as needed) * Produce and analyze quality results reports and integrated analytics/quality results reports timely and accurately * Incorporate Customer Effort Scores and Transactional Survey results into reporting, coaching and decision making * Recommend and follow through on actions based on reports and analysis * Maintain accurate documentation of tools, processes, procedures * Oversee technical troubleshooting of Quality Assurance tools and software * Manage Speech-Analytics tool and processes – including, not limited to, building and vetting categories, managing call-study process, running & analyzing reports, managing dashboards in QM/Analytics tool Required Skills: * Strong customer service focus, with focus on adding value to the customer experience * Strong interpersonal skills including mentoring, coaching, and team building * Collaborative; Ability to build relationships at all levels and across boundaries * Strong analytical, planning and organizational skills with ability to manage competing demands * Ability to apply Agile mindset/framework to project management – ability to react quickly to changes in business needs/focus * Innovative; A dynamic thinker, problem solver * Focus on driving results; Self-motivated and self-directed Education/Experience: * Associate's or Bachelor's degree preferred; High school diploma or GED required * 2 to 3 years' experience in contact center with focus on customer experience and quality assurance preferred; 1 to 2 years' experience in contact center required * Experience with Agile methodologies and protocols a plus At Thomson Reuters, we believe what we do matters.
